Trust and respect are both part of two dimensions that are needed in every customer engagement, which is warmth and competence and ideally, we should be perceived as having both.
Surprisingly, competence is not the most important factor, as is often perceived. If we look at this principle from the perspective of survival, we ask ourselves “is this person going to harm or help me? Are they benevolent or malevolent in their intent?” When it comes to committing your hard-earned dollar, you want to be able to entrust that person or company to produce the expected result.
When we engage with people, whether it be socially or in business, we need to understand there are basically three “intents” we all need to be aware of, and these “intents” are either benevolent or malevolent. People come with one of three intents, firstly, “I am here to get,” secondly, “I will give in order to get,” and thirdly, “I am here to give.” The first two are where most people operate from, it is selfish and malevolent, as all they want to achieve is, “what’s in it for me?” Most people and businesses operate this way, as long as they get their way at the expense of others, which is basically malevolent intent, as it’s always firstly about yourself (selfish and self-centred). We live in an “its all about me” world, and what we want rather than what the other person wants. Selfish intent is always malevolent and is usually detected by manipulation and control. This is where the customer’s trust alarm goes off, they know it’s not about them but about you!
We know this, warmth or trustworthiness is the most important factor in how people evaluate you and your company. It’s such a simple principle yet most people get it wrong as they can’t get over themselves. I don’t want to overplay trust at the expense of competence. Obviously, if we are going to be a good company, we have to be very good at what we do, we are, after all. professionals. But here is the simple truth, while competence is highly valued it is only evaluated after trust is established. Focusing too much on marketing and sales and displaying your strength or competencies may backfire. This happens when a professional or company focuses on competence at the expense of trust.
It doesn’t matter how much you market or how great your product or services are, you cannot influence someone who doesn’t trust you. They may be suspicious of manipulation and malevolence based on their own fears and judgements. Therefore, a warm trustworthy person who is also competent elicits admiration, but only after you have established trust can your competence become a true benefit rather than a threat.
I will give one example of this, recently we quoted a customer for a decorative concrete resurfacing solution. They had a big property, nearly 300m2 and our quote came to about $20,000. The client also got two other quotes from two other sources, one was $13,000 and the other was $15,000. We were $5,000 more expensive! However, the customer wanted us to do the work and asked us if we would consider doing the job for $17,000. So I spoke to my team and said that I really wanted to help them, and they agreed, so we said WWE would do the job for $17,000 and we were given the work. This happens all the time! We are never the cheapest, but that’s not what people are looking for, they are looking for someone they can trust who is also competent.
The reason I say this is that when we expand into new territory, in this instance being Sydney, it’s because I have firstly found someone I can trust who is also competent in the area and who I can work with to build our brand and reputation and who will consistently deliver a great outcome and exceptional service.
